Call Center Outsourcing

Definition

Call center outsourcing is contracting a company's phone-based customer conversations, inbound, outbound or both, to an external provider whose agents handle the calls under agreed service levels, scripts and quality standards. Most providers also handle chat, email and messaging alongside voice, so the work is often called contact center outsourcing.

Business Importance

It lets a company match agent capacity to call demand without hiring, training and supervising a phone team itself, and it ties performance to a contract through SLAs on metrics such as AHT, first contact resolution and CSAT. Offshore call center outsourcing, for example to India, also makes extended-hours or round-the-clock coverage practical because the provider staffs the shifts. The main risks are brand voice, data handling and loss of customer insight, so agents should work inside the client's own CRM or helpdesk, follow approved knowledge-base answers, and escalate anything outside scope through a written path.

Industry Examples

An e-commerce brand outsources inbound order-status and refund calls to an offshore team that works inside its Zendesk instance, with disputed orders escalated to its in-house team. An insurer outsources policyholder calls during renewal season and keeps claim decisions with its own staff. At Infusion BI, dedicated call center agents work from delivery centres in New Delhi and Haldwani, India, in English, Hindi, Punjabi, Tamil, Gujarati and Telugu, with 24/7/365 coverage options; pricing is per dedicated agent per month or by ticket volume.

How It Works

  1. The client and provider agree which call types move, the hours to cover, the languages needed and the service levels the provider is measured on.
  2. The provider forecasts call volume, sizes the team, and builds a staffing plan that allows for breaks, training and absence.
  3. Agents are trained on the client's products, policies and systems, and certified before taking live calls.
  4. Calls are routed through the client's phone system or IVR to the outsourced team, which logs every interaction in the client's CRM or helpdesk.
  5. Quality analysts score a sample of calls, team leads coach agents, and the provider reports against the SLA daily and reviews performance with the client each week.

When It Fits

  • Call volume is growing faster than you can hire, or swings with seasons and campaigns.
  • Customers expect support outside your office hours or in several languages.
  • Your in-house team spends its time on repetitive calls that a trained agent could handle from a knowledge base.
  • You want call performance tied to written SLAs and daily reporting.

When It Does Not Fit

  • Calls require licensed advice, such as financial, legal, insurance or medical advice, that the provider's agents cannot give.
  • Volume is so low that one or two in-house staff can handle it comfortably.
  • Your processes change daily and are not yet documented well enough for an outside team to follow.
  • Customer data cannot leave your premises and remote access to your systems is not permitted.
