Technical Support Outsourcing (L1/L2 Helpdesk)
A dedicated L1/L2 helpdesk pod that works inside your ticketing tools around the clock, resolves what it can and hands everything else to your engineers with a complete ticket.
Overview
Technical support outsourcing moves the first two tiers of your helpdesk to a team that is trained on your product and works inside your own ticketing system. Infusion BI assigns a pod to your account alone. L1 agents take the documented, repeatable issues: login and access resets, how-to questions and standard troubleshooting. L2 agents take the tickets L1 cannot close and work through your deeper runbooks with the access you grant. Anything that needs a code change, a production fix or an engineering decision is escalated to your team, with the steps already tried written into the ticket. Your engineers spend their time on product work, not on password resets.
What is technical support outsourcing?
Technical support outsourcing means handing your L1 and L2 helpdesk to an external team that works inside your ticketing tools. Infusion BI staffs a dedicated pod of domain-trained agents, a team lead and a QA analyst that resolves L1 and L2 tickets around the clock and escalates L3 and code issues to your engineers.
Common Operational Challenges
Engineers Pulled Into Routine Tickets
Password resets, access requests and how-to questions land with developers because nobody else can triage them, and product work slows down.
Thin Overnight and Weekend Coverage
Customers in other time zones wait until your office opens, so a ticket raised at night starts the morning already behind its SLA.
Escalations That Arrive Incomplete
Tickets reach L3 without steps to reproduce, account details or the troubleshooting already tried, so engineers start from zero.
Helpdesk Volume That Will Not Stay Flat
Releases, outages and onboarding waves create spikes that a small in-house team cannot absorb without hiring ahead of demand.
Target Outcomes
Fewer tickets reaching your engineers, faster first responses, and helpdesk metrics you can see every day.
Capabilities & Solutions
L1 Ticket Resolution
First-line handling of documented issues: login and access resets, L1 diagnostic checks, configuration questions and step-by-step troubleshooting from your guides.
L2 Troubleshooting
Second-line agents take the tickets L1 cannot close and work them through your deeper runbooks, inside the systems and permissions you approve.
Structured Escalation to Your Engineers
Clear escalation trees route L3, bug and code-level issues to your internal team with the history, account context and steps already tried attached.
AI-Assisted Ticket Triage
AI tools triage incoming tickets and pre-fill account summaries so agents can prioritise correctly and start troubleshooting faster.
Support Knowledge-Base Upkeep
Agents keep your troubleshooting articles and internal runbooks current as new fixes and known issues appear in the ticket queue.
Helpdesk Performance Reporting
A live reporting dashboard for SLA adherence, resolution history and agent occupancy, plus daily reports from the team lead.

The Infusion BI Difference
Infusion Business Intelligence differs from a traditional BPO vendor in four operating areas: staffing, quality assurance, reporting, and SLA governance. Infusion BI assigns dedicated delivery pods instead of shared agent pools, AI-audits 100% of interactions instead of sampling, and reports through live dashboards instead of static weekly summaries.
| Area | Traditional BPO | Infusion BI |
|---|---|---|
| Staffing model | Shared staffing pools with high churn rates. | Dedicated delivery pods assigned exclusively to your program. |
| Quality assurance | Manual random QA call/ticket sampling checks. | 100% real-time AI conversations quality audit checks. |
| Reporting | Static weekly basic text reports. | Live executive BI client performance dashboards. |
| SLA governance | Generic SLA parameters with reactive support. | Domain-specific governance and SLA accountability. |
Who This Is For — and Who It Isn’t
A good fit if you…
- Software, SaaS or technology companies whose engineers are answering L1 and L2 tickets today.
- Teams with documented troubleshooting steps, or willing to document them during onboarding.
- Helpdesks that need cover outside office hours for users in the US, UK, Europe, Canada or India.
- Teams that want the helpdesk run inside their own ticketing tool, with tagging and history kept there.
- Teams that want written escalation rules and daily visibility of SLA adherence.
Not the right fit if you need…
- Teams looking for L3 engineering, bug fixing or code changes; that work stays with your developers.
- Support that needs a technician physically on-site at your customer's location.
- A one-off ticket backlog clean-up lasting only a few days.
Scope & Exclusions
The pod owns the first two tiers of your helpdesk. Where L2 ends and your engineering team begins is written into the SOW before go-live.
What the team does
- L1 ticket handling across email, chat, WhatsApp and phone: access and login resets, how-to questions and documented troubleshooting.
- L2 troubleshooting of escalated tickets using your runbooks and the system access you approve.
- Ticket triage, priority setting, tagging and logging inside your ticketing tool.
- Escalation of L3, bug and code-level issues to your engineers, with a complete ticket history.
- Keeping troubleshooting articles and internal runbooks up to date from what the queue shows.
What it explicitly does not do
- No L3 support: no code changes, deployments, production database fixes or engineering decisions.
- No access to systems or data beyond what you grant for the pod.
- No licensed advice (financial, insurance, legal or medical) and no clinical triage.
How It Works
-
01
Intake and triage
Every ticket, whatever the channel, is logged in your ticketing tool. AI-assisted triage suggests category and priority, and the agent confirms the tag and pulls the account summary before replying.
-
02
L1 resolution
The L1 agent works the documented fix: an access reset, a diagnostic check or a guided set of troubleshooting steps. Tickets closed here never reach your engineers.
-
03
L2 investigation
Tickets L1 cannot close move to an L2 agent, who follows your deeper runbooks inside the permissions you approve and records each step tried in the ticket.
-
04
Escalation to your engineering team
Bugs, code-level faults and anything outside the agreed L2 boundary go to your L3 queue through the escalation path set in the SOW, with history and account context attached.
-
05
Closure and knowledge update
The customer is updated and the ticket closed. Where a new fix or known issue appeared, the agent drafts or updates the matching knowledge-base article.
-
06
QA and reporting
Interactions are scored by AI-assisted QA and sampled by the QA analyst. The team lead sends a daily report, and your team reviews trends at the weekly governance meeting.
What We Measure
- First response time by channel
- First contact resolution (FCR)
- Customer satisfaction (CSAT)
- Average handle time (AHT)
- SLA adherence and SLA breach rate
- Agent occupancy
- Resolution history by ticket category
The Dedicated Helpdesk Pod
Your helpdesk starts with one small dedicated pod: L1 and L2 agents plus a team lead and a QA analyst, sized in the SOW to your ticket volume. Headcount is never shared with other clients.
L1 Support Agents
Certified on your product before going live; handle documented issues and first responses on every channel you run.
L2 Support Agents
Take escalated tickets, work your deeper runbooks and prepare complete escalations for your engineers.
Team Lead
Runs shifts and queue priorities, owns the escalation path and sends the daily performance report.
QA Analyst
Samples AI-scored tickets against the QA rubric and drives corrective action when a ticket fails.
The pod works inside your own helpdesk (Zendesk, Freshdesk, Zoho Desk, Salesforce Service Cloud, HubSpot or a custom tool) with ISO 27001-aligned controls (certification in progress).
Quality & Governance
Every ticket interaction is scored by AI-assisted QA against five dimensions and sampled by the pod's QA analyst. Failures trigger CAPA (corrective and preventive action).
Accuracy
The troubleshooting advice given and the ticket fields entered are correct.
Compliance
Access, data-handling and disclosure rules are followed.
Resolution
The ticket is resolved at the right tier, or escalated with complete information.
Customer Experience
Tone, empathy and clear, jargon-free instructions.
Process Adherence
Correct tags, priority, ticket logging and escalation path used.
Governance cadence
Daily performance reports, weekly governance reviews and monthly business reviews.
Pilot & Engagement Terms
The pilot is the standard 3-month initial term — there is no separate "free trial". You start small, measure against agreed metrics, and decide at the end of the term whether to scale, adjust or exit.
-
01
Discovery & scoping
A scoping call, then a written pilot SOW with 3–5 success metrics agreed before go-live.
-
02
NDA + SLA
NDA and SLA are signed before any data transfer.
-
03
Onboarding & certification
Onboarding and agent certification take 2–4 weeks.
-
04
Live delivery
Daily performance reports and weekly governance reviews from day one of live work.
-
05
Pilot review
An end-of-term pilot review: scale, adjust, or exit.
Pod
One small dedicated pod — agents plus a team lead and a QA analyst — sized in the SOW to the agreed volume. Headcount is never shared with other clients.
Pricing
Per dedicated FTE per month or volume-based, quoted after scoping.
Exit terms
No obligation to renew after the initial term. On exit, your SOPs, knowledge base and reports are handed back, system access is revoked, and your data is returned or deleted per the agreement.
